Looking Beyond the Rating

THE OPPORTUNITY

A well-established restaurant had something most businesses would envy, loyal customers, strong online reviews, and an average rating of approximately 4.8 stars.

Nothing appeared to be broken.

But that raised a different question:

Do strong ratings tell leadership what customers actually value about their experience?

Ratings can tell a business how it performed. They don't necessarily explain why a customer returns, what they remember, or which moments create loyalty.

THE SANNA APPROACH

Rather than focusing on generating more reviews, Sanna looked at how the restaurant could learn more from the customers it already had.

The recommendation was simple: ask guests about their experience without asking them to rate it.

“Was there a moment or part of your experience that stood out to you?”

Responses could then be reviewed for recurring themes such as:

  • Service and personal interactions

  • Food and product

  • Celebrations and special occasions

  • Tradition and nostalgia

  • Atmosphere

  • Employee recognition

  • Unexpected moments

Over time, those patterns provide something a star rating cannot: the story behind customer loyalty.
